Resumen en inglés | The monetary authorities in Brazil have established mechanisms to facilitate comparison of bank charges and the interest rates of various financial institutions. As the portability of accounts, loans and applications is simultaneously affected by other factors, it was decided to investigate how the switching costs, commitment, emotion, intention to repurchase and negative word of mouth affect the costumer decision to change to another financial institution. This study used the model of Jones, David, Mothersbaugh and Beatty (2007) and the research was done in Belo Horizonte – MG with 460 bank depositors which had positive and negative experiences. The assumptions of the model were tested using structural equation modeling. The results showed that the cost of lost benefits and social costs of change were significant in explaining the affective commitment which, in turn, was relevant in explaining the positive emotions for both samples. The affective commitment construct confirmed an inverse relationship with the construct for negative emotions and this ratio was higher for the negative sample. For the negative sample, the calculative commitment was not significant in predicting negative emotions and negative word of mouth. For positive sample, however, the construct of positive emotions was not significant in explaining the intention to repurchase. The results obtained with the model in Brazil were equivalent to USA. From 15 relationships tested, 12 were similar in the positive sample and 10 in the negative sample. Resumen en portugués | As autoridades monetárias no Brasil vêm estabelecendo mecanismos para facilitar a comparação das tarifas e taxas de juros praticadas pelas diversas instituições financeiras, entretanto a portabilidade de contas, empréstimos e aplicações é afetada simultaneamente por outros fatores. Diante disto, decidiu-se investigar como os custos de mudança, o comprometimento, a emoção, a intenção de recompra e o boca a boca negativo afetam a decisão de mudança do cliente de uma instituição financeira para outra. O presente estudo apoiou-se no modelo de Jones, David, Mothersbaugh e Beatty (2007), sendo o trabalho de campo realizado em Belo Horizonte – MG, com 460 correntistas bancários que vivenciaram experiências positivas e negativas. As hipóteses do modelo foram testadas por meio de modelagem de equações estruturais. Os resultados apontaram que os custos de benefícios perdidos e os custos sociais de mudança foram significativos para explicar o comprometimento afetivo que, por sua vez, foi relevante na explicação das emoções positivas, para ambas as amostras. O construto comprometimento afetivo confirmou a relação inversa ao construto emoções negativas, sendo essa relação maior para a amostra negativa. Para a amostra negativa, o comprometimento calculativo não foi significativo na predição de emoções negativas e boca a boca negativo. Para a amostra positiva, entretanto, o construto emoções positivas não foi significativo ao explicar a intenção de recompra. Contudo, os resultados apontaram que o modelo teve aderência no mercado brasileiro, pois no total de 15 relações, na amostra positiva, 12 relações foram semelhantes; na amostra negativa foram 10. No que tange ao número de hipóteses confirmadas, os resultados foram equivalentes tanto na pesquisa americana quanto na brasileira |
